AI and the Customer Experience: Transforming Service into Satisfaction

Abstract: This book investigates the transformative role of Artificial Intelligence (AI) in shaping contemporary customer experience, advancing from traditional human-centered service models to digitally orchestrated, adaptive ecosystems. Anchored in service quality and behavioral economics frameworks, it develops a conceptual analysis that positions AI not merely as a technological efficiency tool but as a strategic enabler of personalization, automation, and adaptive intelligence. The central problem addressed is how organizations can balance operational efficiency with human satisfaction in an environment where customer expectations are continuously evolving. Methodologically, the analysis integrates a systematic review of academic and applied literature with theoretical synthesis, supported by illustrative case insights across industries such as retail, finance, healthcare, and mobility. The results indicate that AI interventions—particularly in personalization, predictive analytics, and proactive service recovery—translate into measurable outcomes, including enhanced satisfaction, loyalty, and advocacy. At the same time, risks such as over-automation, bias, privacy concerns, and customer alienation underscore the need for ethical and human-centered governance. The impact of this work lies in providing a structured framework for understanding the mechanisms through which AI transforms service into satisfaction, while highlighting challenges and future research frontiers. The book contributes to academic scholarship and managerial practice by offering actionable insights into designing AI-enabled experiences that balance technological innovation with trust, empathy, and long-term value creation.
